A customer's message reaches an AI agent, which works out the problem, acts in the company's systems within its limits and replies, or hands over to a person.

AI customer service agents are AI software that talks with a customer, by chat or by phone, and also acts in the company's systems to solve the customer's problem. An older chatbot could only answer questions from a fixed list. An AI customer service agent can check an order, book a pickup or issue a refund by itself.

Here is how it works. A customer writes or calls. The agent reads the message, works out what the customer needs and asks for anything that is missing. It then uses its tools inside the company's systems, for example to find the order or start a refund. It tells the customer what it has done. If the agent cannot solve a problem, it passes the chat to a person, with the full conversation attached.

The agent runs on a language model, the kind of AI model behind chatbots. The model reads each message and decides the next step. The company gives it tools, such as "look up order" or "issue refund", and sets a limit on each tool. For example, the agent may refund up to ₹20,000 on its own, and must ask a person above that. These limits are explained in AI agent guardrails. Many of these agents reach people through WhatsApp Business chats or as voice bots on phone calls.

Take, for example, an online shop. A customer sends a photo of a cracked phone screen on WhatsApp, and the agent finds the order, books a pickup and starts the refund.

Consider a clinic that closes at 8 p.m. An AI medical receptionist answers the phone at night and books each caller into the next free slot.

Imagine a mobile customer who calls to ask why this month's bill is higher. The agent finds the extra charge in the billing system, explains it, and removes it if the company's rules allow.

How is this different from an AI agent in general? An AI agent is any AI software that acts on its own to reach a goal, for example by writing code. An AI customer service agent is one kind: the agent that holds the conversation with a person. Companies used to measure how many chats a bot handled without passing them to a person. Now they measure how many problems the agent actually solved, and some vendors charge for each problem solved. This change is described in SaaS pricing models.
