A conversational AI platform is a set of tools with which a company builds its own chatbots and voice bots, and runs them on its website, in its app, on WhatsApp and on its phone line. The bots answer customers' questions and complete simple tasks, often in a dozen Indian languages. The industry also calls these bots virtual agents or virtual assistants.
The platform does four jobs. It lets the company's team design what the bot should do, often without writing code. It connects the bot to the company's own systems, so the bot can look up a balance or an order. It connects the bot to each channel: the website chat window, the WhatsApp Business API and the phone line. And it shows reports, such as how many conversations the bot finished without passing them to a person. The industry calls this share the containment rate.
The way bots are built has changed. Before large language models, designers listed the questions customers might ask, called intents, and wrote a reply for each one. They arranged the replies as a tree of choices. A customer who asked something outside the list got "Sorry, I did not understand." Today, a large language model (LLM) does most of this work. It understands questions phrased in any way and writes its own replies. The company gives it its help articles and rules, and limits what it may do. Most Indian platforms were founded before these models and have rebuilt their products around them.
Imagine a telecom operator that wants one bot for prepaid customers. Customers ask about recharge plans, data balance and why a recharge failed. The operator's team uses the platform to connect the bot to the billing system and to load the list of current plans. They switch on Hindi, Bengali, Tamil, Telugu, Marathi and English. The same bot then answers in the operator's app, on WhatsApp and, through speech recognition, on the phone. Say a customer in Siliguri writes in Bengali that a ₹299 recharge was debited but the plan is not active. The bot checks the billing record, finds the plan stuck in a pending state, and activates it. If the bot cannot fix the problem, it passes the chat to a person in the contact centre, with the whole conversation attached.
This kind of platform keeps one conversation going across chat, WhatsApp and phone. That is called omnichannel service. Some brands also sell products through the same bot, which is called conversational commerce.
How is a platform different from an AI customer service agent? The platform is a toolkit, and the company builds and runs its own bots with it. The AI customer service agent is a newer, ready-made product that aims to solve the whole problem, and it is often priced for each problem solved.
